Customer service organizations are confronted with a role model that prioritizes the orderly execution of operational processes over change management.
FREMONT, CA: There is a clear need for external and temporary expert resources in the form of consultants. However, there is frequently a lack of clarity in formulating objectives. For customer service, a well-defined strategy remains the starting point. It is impossible to pursue all necessary areas, especially those technologically driven. However, if you know your goal, whether it's improving the customer experience, increasing service sales, increasing productivity, improving quality, or lowering costs, you can create a roadmap with specific measures to achieve that goal. A good consultant always questions the strategy or, at the very least, the goals with the necessary objectivity before deriving the appropriate project content and measures.
Another essential requirement for successful consulting is the consultant's experience in various service areas. It is only possible to assist others if you have been in similar situations and have experienced their positive and, most importantly, negative situations and outcomes. Only then do you understand what you're talking about? And you can only gain this experience by working on the line or through consulting projects. Unfortunately, many large, well-known consultancies' consultants lack this experience. It is critical to have the right combination of strategic and conceptual skills on the one hand and operational implementation experience on the other.

A successful consulting project leaves behind good results and always leaves behind a slightly better organization for the client, where they are trained to handle future problems on their own.
Even though customer service organizations are becoming increasingly adept at shaping change with their customer service engineers, the constant changes in society and technology mean that, as outlined above, there will always be reasons why it pays to bring in good consultants. And this has nothing to do with weakness but rather demonstrates management's ability and strength to invest in external expert knowledge at the right time and in the right areas to improve customer service.
